You’ve probably all seen this slide if you’ve attended any of the previous learning forums or seen Jack or Colin or Marcel present to a group (such as the PA Summit). This really shows how “Survey” fits in to the customer insight equation. A lot of things can contribute to improving insight – customer behavior, attribute, interactions…. Where Dimensions fits is in enabling organizations to continually engage with customers to capture the attitudinal drivers that help round out the complete 360* view of the customer… Preliminary analyses have shown impact of adding attitudinal data as having 10-30% lift… though the value of attitudinal drivers is really more far-reaching than that. And it’s difficult to show visually here, but such “surveys” can actually help to capture data for the other quadrants as well, particularly attributes and reported behavior.
How did the field of analytics evolve? This chart illustrates analytics techniques – where they have occurred in terms of time and the value each delivers to a business. Query and reporting software has been in existence for a long time. It is vital to running a business. We have also found that it is typically the first type of analysis implemented in organizations – a jumping off point. It analyzes data from a historical perspective by helping to measure results to answer questions, such as how much did we sell last year? Online Analytic Processing (OLAP) also analyzes data from a historical perspective. However, it gives a more detailed level of analysis. For example, with OLAP an organization can determine how much by product was sold in particular regions during a give period of time. Data mining enables an organization to cross an important line from historical analysis into the realm of prediction. Data mining techniques tell a company, which particular customers should be sold which product. To do this, data mining looks at who he company sold to into in the past and what related attributes seem to be tied to the customers that bought the most. Data mining and its predictive elements is where SPSS Inc. differentiates itself from other software vendors in this space. Real-time personalization, the last stage in this evolution, takes the results from the predictive techniques of data mining and apply them in real time to operational systems. For example, a customer calls his or her bank with a credit card problem. During the call the bank can better serve the customer by making recommendations that, based on data analysis, are targeted to that particular customer. This technology is fairly new and coming on very strong in the last year and should continue to gain momentum over the next two to three years as it is more widely adopted.
Are these questions on the minds of your decision makers? Do you have a way to answer them today? Are you looking to CAPTURE information about customers, prospects, employees and more? Do you have a good handle on how your customers, prospects or employees are feeling about their product or service offering? What are they saying about you online? What kind of words are they using when they are on the phone to support? Would a survey of customer preferences and satisfaction level provide valuable insights? Again, with the majority of information being generated being unstructured, there needs to a way to capture that information and add it to the wealth of structured data that you are already managing. 2) Are you able to predict behaviors, preferences and future performance? This question really speaks to the heart of the matter. We find that many customers are frustrated that they make decisions too late…wouldn’t you like to get ahead of the issue and prevent things like customer churn….figure out who is unhappy before they leave and figure out how to retain the most profitable customers? … .or be able not only to detect fraudulent activity, but recognize patterns and prevent it…avoiding the cost and disruption fraud will cause? … .or be able to match customer profiles to buying preferences…for example…be able to segment customers and figure out what they are most likely to purchase when they buy something else, and target marketing campaigns to this behavior? 3) Are you able to act in real-time or ahead of a potential issue Many customers are still relying on a few analytical experts to crunch the data and make recommendations. You may find yourselves in this same situation. Wouldn’t you like to enable all of your decision makers to answer these questions and take immediate action?
A point to take away here is that no matter what types of decisions your organization has to make, you need to realize that they can no longer be made in a silo and then rolled out to the broader organization or customer base – your customers are demanding this. And in order to meet their demand, in order to make sure they’re satisfied with your business decisions, you need to transform your business, away from the way your father used to see decision making. Instead of sensing and responding to particular situations, you need to predict what will happen and take steps to ensure a positive outcome. Instead of having a bunch of people in a back room with white lab coats on making decisions based on gut feel, you need to enable optimized decisions and roll those out to everyone within your organization, so that decisions can be made at the point of interaction with your customers. Again, instead of making decisions based on what you think is the best course of action you’re new making decisions based on the most up to date, real time factual information that has been tested and vetted to ensure that each person is receiving the ideal offer or answer or whatever the case might be for their particular situation. The point is that there is a fundamental transformation in terms of the way decisions are handled within the organization.
